Scope of Coverage

The commitments below apply to active ExpertCallers engagements across our core service lines: inbound customer support, outbound and collections campaigns, back-office and data processing, and appointment/reservation services. Specific targets are set for each engagement based on the contracted scope, volume, and channel mix.

Standard exclusions and dependencies include client-side system outages or data delays, force majeure events, and volume spikes beyond the forecasted range agreed upon at contract signing. These are addressed separately in the engagement-specific agreement.

How SLA Targets Are Defined Before Go-Live

Before an engagement begins, SLA targets are defined through a structured setup process that confirms service scope, channel coverage, volume forecasts, staffing assumptions, reporting cadence, escalation contacts, and severity rules. These targets are then documented in the Statement of Work so both teams are aligned before operations go live.

Core Service Level Commitments

Rather than publish a single generic set of targets, we set and track service levels jointly with each client at the contract stage, calibrated to your volume, channel mix, and industry requirements, and continuously monitor them against that baseline for the life of the engagement.

Across every engagement, we measure and report on:

Inbound Support

Speed of Answer / Service Level

First Contact Resolution

Abandonment Rate

QA / Accuracy Score

Outbound & Collections

Right-Party Contact Rate

Regulatory Compliance Adherence (FDCPA/TCPA/Reg F)

QA Score

Reporting Accuracy

Back-Office & Data Processing

Turnaround Time by Task Type

Data Accuracy

Error Rate

Digital Trust & Monitoring Services

Content Moderation

CCTV Monitoring

Platform & Coverage

System/Platform Uptime

Coverage Window Adherence (agreed hours, holiday handling, after-hours escalation)

Exact targets for each of these are defined in your Statement of Work and benchmarked against industry standards for your sector, giving you a framework built around your operation, not a number pulled from a rate card.

Remedies
ExpertCallers Boosts Talent

Specific financial remedies, service credits, and penalty structures are defined in the contracted SLA for each engagement and are not standardized here, since they depend on scope, volume, and risk profile. What is standard: each confirmed missed target is reviewed through a documented root-cause and corrective action process, so performance issues are addressed structurally, not just financially offset.

Review & Revision
ExpertCallers Boosts Talent

We review SLA terms on a regular cadence or upon material change in scope, volume, or business requirements, ensuring targets stay aligned with how the engagement actually operates rather than how it looked at signing.

Escalation Process

SLA performance is tracked through operational dashboards, workflow systems, QA reviews, and scheduled performance reporting. Clients receive:

1
Early warning

Early warning

Metrics trending outside the target range trigger internal review before a formal miss occurs.

2
Early warning

Client notification

If a target is missed, the client’s point of contact is promptly notified of the root cause and corrective plan.

3
Early warning

Corrective action

Staffing, process, or training adjustments implemented on a defined timeline.

4
Early warning

Review

Missed targets and remediation are reviewed jointly at the next scheduled business review.

FAQS
FREQUENTLY ASKED QUESTIONS

Got Questions? We Have Answers

How are SLA targets set for my engagement? +

Targets are defined jointly at the contract stage based on your channel mix, volume, and industry requirements, then documented in your Statement of Work.

What happens if ExpertCallers misses an SLA target? +

Every miss triggers a documented root-cause review, a corrective action plan with a defined timeline, and client notification per the escalation process above. Recurring or unresolved misses are addressed through the remedy structure defined in your contract.

How is SLA performance measured and audited? +

We track performance through dedicated reporting dashboards, workflow systems, QA reviews, and agreed reporting cadences, with root-cause context provided to clients, not just periodic snapshot audits.

Do SLA commitments differ by service line? +

Yes. Inbound support, outbound/collections, and back-office processing carry different metrics because they measure different outcomes. See the breakdown above.
